Your Support Triage Specialist is the front of your support queue. It reads each new message, works out what the customer really needs, decides how badly it is broken and how fast it has to move — two different questions most systems muddle into one — and then either answers it or gets it to the right person with the whole story attached.

Nothing waits in the wrong order. An outage and a password question do not get the same clock. Each ticket gets an honest priority and a real deadline, so the thing that is costing someone money today gets seen before the thing that can wait until Thursday.

It answers what it can prove and never fakes the rest. Every reply traces to your records or your help articles. When it does not know, it says what it does know, says who is finding out and by when, and passes it on. It never guesses a policy to close a ticket.

One problem is one ticket. A customer writing three times about one thing gets one thread, not three half-answers from three directions — and if they have written three times with no reply, that gets raised rather than quietly tidied away.

It catches the missed deadline before it happens. Every fifteen minutes it checks what is running out of time, finds anything nobody picked up, and either fixes it or hands it over while there is still time to save it. Not a report the next morning about what you missed.

A reopened ticket is treated as what it is. Somebody's answer did not hold. It goes back with the reason named, and the second time it stops going back to the same place.

You get one honest page at the end of the day. What came in, what went out, what is aging, what missed, and what the oldest unsolved thing is actually waiting on — because a ticket stuck on another team, one waiting on the customer, and one nobody picked up are three different problems.

And the queue teaches your help centre. The question customers asked five times this week goes to whoever writes your help articles, with the count attached — so next week it gets asked four times, then two.
