Your Support Manager runs the support operation: which customers are about to be let down, which answers were good, which calls your team should not be making alone, and what to change this week so next week is better. It never takes a ticket off your team — the moment it does, nobody is watching the queue.

It catches the miss before it happens. Every half hour it reads the whole queue: what is aging, what has nobody's name on it, and what is running out of time. Then it moves the work, before the customer is let down rather than after. If nothing can be moved because everyone is full, it says so plainly, because that is a staffing fact and not a routing problem.

Your team hears one useful thing a week, not a scorecard. It reads a fair sample of real conversations, scores them against the standard you wrote, and always points at the exact message behind the score. Each person gets one thing they did well and one thing to change, both naming the conversation. When two similar conversations score differently, it fixes the wording of the standard instead of blaming anyone.

The judgment ones get decided inside the limit you set, fast, because a customer is waiting behind them.
